Loialitatea nu apare din \u201eamabilitate\u201d, ci din patru lucruri concrete: <strong data-start=\"2183\" data-end=\"2242\">vitez\u0103, claritate, responsabilitate \u0219i predictibilitate<\/strong>.<\/p>\n<h3 data-start=\"2245\" data-end=\"2269\">1) Viteza de reac\u021bie<\/h3>\n<p data-start=\"2271\" data-end=\"2458\">Clientului nu-i este at\u00e2t de important \u201ec\u00e2nd rezolvi\u201d, c\u00e2t \u201ec\u00e2t de repede te-ai implicat\u201d. Chiar dac\u0103 \u00eentrebarea e complicat\u0103, omul vrea s\u0103 vad\u0103: a fost auzit, cineva lucreaz\u0103 la subiect.<\/p>\n<p data-start=\"2460\" data-end=\"2500\">Standardul minim al unui serviciu matur:<\/p>\n<ul data-start=\"2502\" data-end=\"2612\">\n<li data-start=\"2502\" data-end=\"2532\">\n<p data-start=\"2504\" data-end=\"2532\">r\u0103spuns rapid la solicitare;<\/p>\n<\/li>\n<li data-start=\"2533\" data-end=\"2612\">\n<p data-start=\"2535\" data-end=\"2612\">confirmare clar\u0103: \u201eam preluat, ne ocup\u0103m, revenim p\u00e2n\u0103 la ora X \/ \u00een X timp\u201d.<\/p>\n<\/li>\n<\/ul>\n<p data-start=\"2614\" data-end=\"2698\">Cel mai toxic \u201eserviciu\u201d este t\u0103cerea. Ea creeaz\u0103 imediat ne\u00eencredere: \u201enu le pas\u0103\u201d.<\/p>\n<h3 data-start=\"2700\" data-end=\"2763\">2) Claritatea: clientul trebuie s\u0103 \u00een\u021beleag\u0103 ce se \u00eent\u00e2mpl\u0103<\/h3>\n<p data-start=\"2765\" data-end=\"2858\">Loialitatea apare acolo unde clientul nu are senza\u021bia \u201enu \u00een\u021beleg nimic\u201d. Cump\u0103r\u0103 rezultat \u0219i lini\u0219te. Responsabilitatea \u00eenseamn\u0103 lini\u0219te.<\/p>\n<h3 data-start=\"3662\" data-end=\"3701\">4) Predictibilitatea \u0219i standardele<\/h3>\n<p data-start=\"3703\" data-end=\"3825\">Loialitatea apare acolo unde calitatea serviciului este stabil\u0103. Nu \u201edac\u0103 ai noroc de un manager bun\u201d, ci de fiecare dat\u0103.<\/p>\n<p data-start=\"3827\" data-end=\"4009\">Dac\u0103 azi clientul a avut o experien\u021b\u0103 foarte bun\u0103, iar m\u00e2ine a prins alt angajat \u0219i totul a mers mai prost, el nu va considera serviciul vostru un avantaj. Va spune: \u201ecum nimere\u0219ti\u201d.<\/p>\n<p data-start=\"4011\" data-end=\"4103\">De aceea, serviciul ca avantaj competitiv nu \u00eenseamn\u0103 eroi izola\u021bi, ci standarde \u0219i cultur\u0103.<\/p>\n<h2 data-start=\"4105\" data-end=\"4169\"><strong>Gre\u0219eli tipice care distrug serviciul (\u0219i r\u0103m\u00e2n \u201einvizibile\u201d)<\/strong><\/h2>\n<h3 data-start=\"4171\" data-end=\"4217\">Gre\u0219eala 1: a crede c\u0103 serviciu = polite\u021be<\/h3>\n<p data-start=\"4218\" data-end=\"4351\">Polite\u021bea e baza. Dar clientul nu r\u0103m\u00e2ne pentru \u201eo voce frumoas\u0103\u201d, ci pentru comoditate \u0219i fiabilitate. Haosul politicos r\u0103m\u00e2ne haos.<\/p>\n<h3 data-start=\"4353\" data-end=\"4406\">Gre\u0219eala 2: lipsa unui \u201eproprietar\u201d al clientului<\/h3>\n<p data-start=\"4407\" data-end=\"4515\">C\u00e2nd clientul se plimb\u0103 \u00eentre departamente, nu simte c\u0103 cineva r\u0103spunde cu adev\u0103rat de experien\u021ba lui. Clientului nu-i pas\u0103 c\u0103 la voi \u201e\u00een interior e complicat\u201d. \u00cei pas\u0103 ca promisiunea s\u0103 fie respectat\u0103.<\/p>\n<h3 data-start=\"4928\" data-end=\"4984\">Gre\u0219eala 4: serviciul se \u021bine pe memoria angaja\u021bilor<\/h3>\n<p data-start=\"4985\" data-end=\"5192\">Dac\u0103 totul depinde de faptul c\u0103 \u201emanagerul \u021bine minte\u201d, mai devreme sau mai t\u00e2rziu apar c\u0103deri: oamenii obosesc, pleac\u0103, se \u00eemboln\u0103vesc, se schimb\u0103. Ai nevoie de acorduri fixate, statusuri \u0219i urm\u0103torii pa\u0219i.<\/p>\n<h2 data-start=\"5194\" data-end=\"5266\"><strong>Cum construie\u0219ti serviciul ca avantaj competitiv: o abordare practic\u0103<\/strong><\/h2>\n<h3 data-start=\"5268\" data-end=\"5330\">Pasul 1. Defini\u021bi ce \u00eenseamn\u0103 \u201eserviciu bun\u201d pentru client<\/h3>\n<p data-start=\"5331\" data-end=\"5364\">Nu \u201enoi ne str\u0103duim\u201d, ci concret:<\/p>\n<ul data-start=\"5366\" data-end=\"5479\">\n<li data-start=\"5366\" data-end=\"5390\">\n<p data-start=\"5368\" data-end=\"5390\">\u00een c\u00e2t timp r\u0103spundem;<\/p>\n<\/li>\n<li data-start=\"5391\" data-end=\"5423\">\n<p data-start=\"5393\" data-end=\"5423\">ce termene consider\u0103m normale;<\/p>\n<\/li>\n<li data-start=\"5424\" data-end=\"5454\">\n<p data-start=\"5426\" data-end=\"5454\">ce ac\u021biuni sunt obligatorii;<\/p>\n<\/li>\n<li data-start=\"5455\" data-end=\"5479\">\n<p data-start=\"5457\" data-end=\"5479\">cum inform\u0103m clientul.<\/p>\n<\/li>\n<\/ul>\n<p data-start=\"5481\" data-end=\"5633\">Cel mai puternic instrument: lua\u021bi ultimele 10 pl\u00e2ngeri \/ nemul\u021bumiri \u0219i nota\u021bi cauzele care se repet\u0103. Acolo sunt \u201eg\u00e2turile de sticl\u0103\u201d ale serviciului.<\/p>\n<h3 data-start=\"5635\" data-end=\"5700\">Pasul 2. Introduce\u021bi standarde simple, care chiar se respect\u0103<\/h3>\n<p data-start=\"5701\" data-end=\"5775\">Nu ave\u021bi nevoie de 50 de regulamente. Sunt suficiente 5\u20137 standarde clare:<\/p>\n<ul data-start=\"5777\" data-end=\"5967\">\n<li data-start=\"5777\" data-end=\"5811\">\n<p data-start=\"5779\" data-end=\"5811\">timpul de reac\u021bie la solicitare;<\/p>\n<\/li>\n<li data-start=\"5812\" data-end=\"5873\">\n<p data-start=\"5814\" data-end=\"5873\">regula de informare (c\u00e2nd \u0219i cum prime\u0219te clientul status);<\/p>\n<\/li>\n<li data-start=\"5874\" data-end=\"5916\">\n<p data-start=\"5876\" data-end=\"5916\">regula \u201eurm\u0103torul pas e mereu stabilit\u201d;<\/p>\n<\/li>\n<li data-start=\"5917\" data-end=\"5967\">\n<p data-start=\"5919\" data-end=\"5967\">regula \u201eclientul nu trebuie s\u0103 alerge dup\u0103 noi\u201d.<\/p>\n<\/li>\n<\/ul>\n<p data-start=\"5969\" data-end=\"6034\">Standardele trebuie s\u0103 fie scurte, m\u0103surabile \u0219i u\u0219or de aplicat.<\/p>\n<h3 data-start=\"6036\" data-end=\"6102\">Pasul 3. Face\u021bi serviciul vizibil: fixa\u021bi comunic\u0103rile \u0219i statusurile<\/h3>\n<p data-start=\"6430\" data-end=\"6497\">Serviciul nu poate fi controlat \u201edup\u0103 impresii\u201d. Integra\u021bi serviciul \u00een ritmul de management<\/h3>\n<p data-start=\"6781\" data-end=\"6865\">Dac\u0103 serviciul e important, se discut\u0103 regulat, nu doar \u201ec\u00e2nd clientul s-a sup\u0103rat\u201d.<\/p>\n<p data-start=\"6867\" data-end=\"6923\">O practic\u0103 bun\u0103: o dat\u0103 pe s\u0103pt\u0103m\u00e2n\u0103, privi\u021bi 3 lucruri:<\/p>\n<ul data-start=\"6925\" data-end=\"7019\">\n<li data-start=\"6925\" data-end=\"6945\">\n<p data-start=\"6927\" data-end=\"6945\">viteza de reac\u021bie;<\/p>\n<\/li>\n<li data-start=\"6946\" data-end=\"6979\">\n<p data-start=\"6948\" data-end=\"6979\">num\u0103rul promisiunilor dep\u0103\u0219ite;<\/p>\n<\/li>\n<li data-start=\"6980\" data-end=\"7019\">\n<p data-start=\"6982\" data-end=\"7019\">pl\u00e2ngerile\/problemele care se repet\u0103.<\/p>\n<\/li>\n<\/ul>\n<p data-start=\"7021\" data-end=\"7079\">Chiar \u0219i 15 minute de analiz\u0103 pe s\u0103pt\u0103m\u00e2n\u0103 dau efect mare.<\/p>\n<h2 data-start=\"7081\" data-end=\"7107\"><strong>Un exemplu din practic\u0103<\/strong><\/h2>\n<p data-start=\"7109\" data-end=\"7832\">O companie din segmentul B2B considera c\u0103 serviciul lor e \u201enormal\u201d: r\u0103spund, livreaz\u0103, clien\u021bii rar se pl\u00e2ng. Dar comenzile repetate erau pu\u021bine, iar recomand\u0103rile aproape inexistente. C\u00e2nd au analizat feedback-ul, s-a clarificat ceva simplu: clien\u021bii nu se certau \u2014 plecau \u00een t\u0103cere, pentru c\u0103 era incomod. R\u0103spunsuri lente, statusuri neclare, mereu trebuia s\u0103 \u201ele aminte\u0219ti\u201d.
